Fintech Industry Recasts Customer Trust for Digital Era

Trust underpins banking and fintech because customers must believe a provider will safeguard money and data, execute transactions reliably and correct failures. That compact has become more complex as services move from branches to apps and platforms, shifting confidence from personal relationships toward technology, controls and transparent recourse. PayPal executive Guru Bhat has argued that the company is less in the fintech business than the “trust business,” framing credibility as a commercial requirement rather than a branding exercise.

In a June 24, 2021 essay titled “In trust we trust,” Bhat, then vice president of PayPal’s Customer Success Platform, identified authenticity, empathy and logic as three drivers of trust. He used U.S. Food and Drug Administration vaccine oversight and supply-chain integrity to show how confidence depends on several institutions working as promised. The piece announced no transaction, investment or monetary value; its latest concrete contribution was a management framework linking leadership, operational safeguards and customer remediation to durable relationships.
